24 回歸行銷的基本:善意與人性 分享者: Steve Wu講師 以下是個真實發生的故事:2019年12月31日跨年夜,一對來自美國紐約市的夫妻帶著兩名年幼的子女到加拿大蒙特婁度假。然而破壞休假心情的鳥事發生了。首先,原本預訂好的餐廳出了狀況,無法接受這一家人在那裏用餐。還好科技昌明的現代,透過訂位App OpenTable,這家人的晚餐有了著落;訂好了一家名為「Alex H」餐廳晚上9:00的位子,爸爸開開心心的再透過Uber的App訂了交通工具準備搭車前往。 車子抵達後,司機看到有位四歲的小朋友。由於車上沒有兒童安全座椅,該司機表示無法提供載客服務。原本不以為意的父親就讓Uber車離開,想說再叫就有了。可是沒想到之後連續叫了三台都發生同樣的狀況。眼看著時間趕不及準時抵達,又累又餓的一家人決定就在附近找家麥當勞填飽肚子,準備帶著一肚子鳥氣結束這天的旅程。 爸爸拿起電話打到餐廳告知這個狀況,並為自己這麼晚才臨時取消的行為向對方致歉,對方也給予非常善意的回應,並同意取消訂位。這失望、飢餓、且疲憊的一家人起身走回旅館,並打算在回程中的一家麥當勞打發晚餐。此時爸爸突然收到了一則簡訊: 「嗨,我是『Alex H』的愛德華。我們稍早有通過電話,你打電話來告訴我們因為Uber的問題沒辦法來我們餐廳用餐。如果你在旅館/Airbnb的話,我可以親自送餐過去給你。不管怎樣我都祝福你們有一個很棒的新年假期;也謝謝你們願意選擇我們家餐廳。」 爸爸驚訝的看著簡訊:「這個人是誰啊?沒有人會這樣做的啊,更何況是在跨年夜!」他回了簡訊謝謝對方的好意,並表示不想因為自己的問題造成對方的不便;不過對方也堅持這不會對他造成困擾。幾封簡訊的往返,這位好奇的父親問到: 「愛德華,你的提議真的代表非常大的善意。小孩子們走了一公里已經累了,得很快餵他們吃點東西。我們很喜歡蒙特婁,下次回來時一定去造訪你的餐廳。屆時我希望能親自見到你。你做出超乎尋常的舉動,請問你是老闆嗎?」 愛德華回覆: 「這真的沒關係。我很同情你們的處境,而且完全了解你們得趕快找到東西吃。幸好你們在的地點很方便。我很高興你喜歡這裡,有機會服務你的話我們會很榮幸。餐廳是我和我姊姊開的。從你電話的區碼我想你是紐約客,我也很喜歡紐約。我姊姊住在那裏,我常去找她。我到紐約時紐約人都對我很友善,所以有機會幫助紐約人我也很開心。」 這位感動的父親是知名高科技投資研究機構CB Insights的創辦人和執行長Anand Sanwal。他將這段美好的邂逅用email傳給數以萬計CB Insights的訂閱客戶,並在信件結束前大大推薦所有到蒙特婁的旅客務必去Alex H餐廳用餐,而且要點大餐跟給很多的小費。你看,這是多麼有效、而且價值連城的行銷宣傳! 隨著科技與社會的進步與演變,行銷理論、手法、甚至花招可謂層出不窮;從行銷1.0、2.0、3.0、到4.0,不僅令人眼花撩亂,而且想追都追不上。但是Anand Sanwal分享的這個親身經歷,正說明了一個行銷的基本:善意與人性。從善意與人性出發,會得到超乎想像的效果。脫離了善意與人性,再炫的行銷手法最終也可能只會是曇花一現,無法持續。 有了這個善意與人性的基礎,我認為愛德華接著做到了以下幾個關鍵成功要點: 對客戶狀況設身處地的理解:愛德華知道客戶是一家人出遊且帶著兩個小孩,遇到這樣的狀況想必一定很嘔且很不開心。這點同理心已經讓客戶感受到對方的溫暖。 負起更大的責任:愛德華不只接受訂位取消並願意承受損失,更進一步表示願意將餐點親自送到客戶的旅館讓他們一家人仍可以享受美好的晚餐。誠如Anand Sanwal所說,沒有人會這樣做,畢竟這不是愛德華的責任。可是他卻願意負起更大的責任只為讓客戶開心,這讓客戶驚訝並讚嘆不已。 找到與客戶的共通點拉近彼此的距離:愛德華從客戶的電話區碼發現對方來自紐約市,並主動詢問且分享自己與紐約市的關係以及對紐約人的好感,甚至以幫助紐約人來回報自己在紐約時所受到紐約人的善意對待。這下子立刻拉近了與這個陌生異鄉客人的距離,得到了對方極大的親和力。 所以不管行銷理論手法多麼日新月異、與時俱進,我認為永遠脫離不了這兩個最基本的重點:善意與人性。畢竟任何的商品與服務,檢視其成功與否最重要的因素,就在於它們能如何藉由解決使用者的問題,最終提升整體狀況的程度。行銷的作用,就是用最適當的方式,傳遞這個好消息。所謂「好事傳千里」,或是英語的「Good words travel far」不正是這個概念嗎?而這個好事或good words,說穿了就是善意與人性。所以在不斷專研與提升最前沿行銷策略的同時,也別忘了必須回歸行銷的基本。 -- Hosting provided by SoundOn
